Trust & Safety: Making Technology Helpful, Harmless, and Aligned with User Expectations

As we advance further and further into the digital age, the already significant role technology, and the internet specifically, play in our lives is set to only grow. As the internet grows in importance, major platforms like YouTube extend their reach and influence farther and farther, affecting billions of users worldwide. Naturally, this kind of influence places great power on these platforms and an equally great responsibility of ensuring that they are not only helpful but also harmless—all while aligning with the expectations of those who rely on it. This is, of course, not a simple task, and requires a good deal of understanding and balance to be implemented correctly. Which is what we will explore today.

A Dual Responsibility: Safety and Empowerment

Trust & Safety is often viewed through the lens of protecting users from harmful content, and while this is certainly a key aspect, it’s far from being the only one.Along with the responsibility of protecting the user from harmful content comes the need to preserve freedom of expression for creators, enabling innovation and connection. Striking this balance—between safety and freedom of expression—is the core challenge of Trust & Safety operations.

And, for a platform with over two billion users, like YouTube, the stakes couldn’t be higher. Every piece of content uploaded on the platform must be evaluated against community guidelines to ensure it’s appropriate, respectful, and safe. But we must also ensure these guidelines evolve alongside cultural and societal shifts, remaining fair and unbiased. Fulfilling this dual responsibility requires robust systems, cutting-edge technology, and a deep understanding of user behavior.

The Role of Technology in Content Moderation

One of the most transformative tools in Trust & Safety that will help YouTube fulfill this dual responsibility is artificial intelligence (AI), which has been integrated into several systems to assist in identifying and removing harmful content swiftly, accurately and impersonally. AI also allows YouTube to scale its efforts, analyzing vast amounts of data in a fraction of the time it would take a human team.

However, even this powerful tool has caveats.AI needs to be carefully trained, continuously improved, and complemented by human oversight. A key focus of my work has been ensuring that AI not only detects harmful content but does so ethically, without infringing on users’ rights or stifling their voices. This balance is crucial in maintaining user trust and upholding the integrity of the platform.

Meeting User Expectations

The key to maintaining this balance is listening to the community. Users expect technology to work for them—to be intuitive, helpful, and, most importantly, safe. But this is not just about functionality. They want to know that the platforms they use respect their values, prioritize their safety, and take their concerns seriously.

This means listening to feedback on policy changes or concerns raised about specific content, and learning to  collaborate with creators, viewers, and external experts to ensure systems and policies are aligned with community needs. Transparency also plays a critical role. By openly sharing how we approach safety and moderation, we build trust and demonstrate our commitment to creating a safe and free digital space.

The Human Element of Trust & Safety

While being a powerful tool, AI exists to extend the scale and reach of human action, not to replace it, and adding back that human element to content moderation requires cross-functional collaboration from engineers, data scientists, policy experts, and operations teams. The key here is to take a large variety of perspectives into account.

Additionally, addressing sensitive issues such as misinformation, hate speech, or election-related content demands empathy and an ability to remain unbiased in your approach, understanding the real-world impact of online content and making decisions that uphold both safety and fairness.

Moving Forward: A Safer Digital Future

As new technological developments emerge, and  platforms grow, so will the challenges they face. It’s safe to say that technologies like AI and machine learning will play an even greater role in tackling these challenges, but they must be implemented responsibly.

And in this particular case, to be responsible means being inextricably linked to the community, prioritizing transparency, open dialogue, and continuously refining our approaches to create both safe and empowering spaces.

For program managers and operations leaders navigating these challenges, my advice is simple: embrace the complexity, leverage technology responsibly, and never lose sight of the people behind the screens.
